Merge Cases feature in Dynamics (pre Unified interface and post Unified interface)

I have observed that the Merge cases feature seems to be different in Unified interface instances and pre-Unified interface instances.

  • In pre Unified interface instances, only Active cases can be merged. Meaning if I select a Resolved/Canceled case, it will not be merged.
  • In Unified interface instances, Resolved/Canceled can be merged along with Active cases. I can select an Active case, a Resolved case and select the Resolved case as parent. This will merge these 2 cases, Cancel the earlier active case.

In the MS documentation, found that it mentions only active cases have been merged.

https://docs.microsoft.com/en-us/dynamics365/customer-service/user-guide-customer-service#merge-similar-cases

Can anyone confirm if this functionality has been changed in Unified Interface? If Yes, is there any documentation for this by MS?

Thanks

    Hello Aakarash,

I have tried on a vanilla environment and found the following on UCI:

If you select 2 cases, 1 Canceled and 1 Active the dialog box will show up, but it should not let you merge both records.

If you select 2 cases, 1 Resolved and 1 Active it will let you merge both records and the record it was resolved it will become 'Cancelled'.

This is supposed to work only with Active Cases and not along with Active and Resolved as the documentation is mentioned.

I will bring this discussion internally for this behavior to be reviewed and will let you know later what we conclude.

Thank you for raising awareness of this.
