Seems the "external support" already has an answer to your question. Especially if the problem is related to a customization, you need to ask again from the company who did the customization. We can't know what was customized and we can't see into your system. Since somebody already knows how to fix it, you should communicate with them. You also might want to rise the issue on a higher stakeholder level if information is not shared.

Do you refer to a MS partner when you say external support?
Assuming that this is the case, do you know if a system modification has been made that might be responsible for that?
If it is not a personalization issue, I would suspect that this is the result of probably a 'broken' customization?!

This is not the case, This happens sometimes all of the sudden and when we request External Support they fix for us but do not reveal how they did it.

Can this be the result of unintentionally made personalizations?
Can you try to delete the personalizations made for the payment journal?
